Contact Centre Engineering

Make channels, systems and operational controls work as one service.

We integrate and extend contact-centre and live voice environments where routing, access, call control and operational workflows need to work together around existing platforms and live service constraints.

Build the missing capability between contact-centre platforms

Contact-centre requirements rarely fit within one product. Telephony may remain serviceable while digital channels sit elsewhere, customer context belongs in CRM and operational reporting uses separate definitions. Agents and supervisors are left to bridge the gaps during live work.

We establish how incoming contacts should be received and routed, how context should be retained and how each interaction should reach the required outcome across the channels and systems involved. We then integrate and extend the appropriate platforms around that operating model rather than forcing the requirement into one product.

The technical scope may include:

  • Omnichannel intake and routing across voice, email, web chat, SMS and messaging with channel-appropriate handling
  • Modified open-source components adapted to work together where separate projects do not provide the required service behaviour by default
  • CRM and service-system integration that presents relevant customer, case and follow-up context during contact handling
  • Agent and supervisor tooling for live status, queues, availability, follow-up work and operational controls
  • Identity and access controls aligned to customer verification, agent roles and sensitive service actions
  • Contact-centre reporting built from consistent channel, queue, outcome and workflow data

We can retain useful platforms, replace a constrained component or engineer a connecting layer between them. Related requirements may draw on Communications Platform Engineering and Voice & Protocol Engineering.

Components selected for the live service requirement

  • Voice & Signalling

SIP registration and routing with Kamailio, with call handling through FreeSWITCH

  • Media & Service Resilience

Media anchoring and SDP rewriting with rtpengine, supported by active/standby service pairs and stable virtual endpoints

  • Real-Time Events & Call Control

CometD and MQTT paths for incoming-call events, presence, transfer commands and SIP-service integration

  • Platform & Provisioning Integration

Connections to existing PBX, customer-access and device-provisioning systems without moving their core responsibilities

Contact-centre requirements that need integration and extension

The live service model, retained systems and gaps currently handled by operators determine the scope.

Omnichannel Contact Handling
Bring voice, email, web chat, SMS and messaging into a coordinated service with explicit routing and ownership.

Telephony Integration & Extension
Connect SIP and voice platforms to agent workflows, CRM context, queue controls and service data without assuming complete telephony replacement.

Digital Channel Integration
Integrate email, chat and messaging components so contacts enter consistent queues and retain the information needed for handling.

Agent Workspaces
Present customer history, open work, verification and relevant actions in one browser-based operational view.

Supervisor Controls
Provide live queue visibility, agent-state controls and workload allocation around actual service conditions.

CRM & Workflow Integration
Exchange customer, ticket and follow-up state with the systems responsible for those records.

Contact-Centre Reporting
Establish consistent measures across channels, queues and outcomes for live operations and service review.

What an integrated contact-centre service needs to provide

Channels matter, but the operation also needs reliable context, routing, controls and evidence across the systems behind each interaction.

Start with the service model and the environment already in place

We review how contacts enter, which systems hold context, how work is routed and what supervisors need to control. That review shapes the component and integration design.

  • 1

    Channel and Operations Review

We examine voice and digital channels, call and contact flows, queues, CRM or helpdesk systems, verification, reporting, user roles and live service constraints.

  • 2

    Integration and Extension Design

We define which components remain, where open-source projects need modification, how context and events move, and what routing, access and operational controls are required.

  • 3

    Build, Integrate and Validate

We implement component changes and bespoke services, connect channel and business systems, then test routing, context, failure behaviour and reporting through representative contact journeys.

  • 4

    Controlled Rollout and Handover

We introduce the capability around live service, validate it with the operating teams, provide documentation and training, and define ownership across channels, integrations and workflows.

Voice integration around an established live service

Case study: high-availability SIP infrastructure for a live voice service

A production service designed around routing, media, call control and failover constraints.

View Case Study

A UK business communications provider needed standard SIP desk phones and softphones to work with its established mobile and fixed-line voice platform. We built a paired SIP service stack combining registration and routing, call handling, media anchoring and real-time event translation.

The active/standby design provided automatic failover through stable virtual endpoints. It also supported multiple endpoints for one user, simultaneous ringing and transfer handling while respecting a backend that permitted only one active channel for each user.

Select components around the live service

We select and adapt components for the routing, access, call-control and service behaviour required. Existing platforms and continuity constraints shape the design rather than a preferred product.

Working within live service constraints

Routing, customer context and channel behaviour are validated against real workflows. Rollout accounts for continuity, agent adoption, reporting definitions and the responsibilities of the teams operating the service.

Support across channels, integrations and operational tooling

Contact-centre environments change as queues, campaigns, teams, CRM workflows and channel providers change. We can maintain the integrated capability and investigate faults across component boundaries.

SLA-Based Technical Support provides defined incident and response arrangements. Engineering Support Hours provide planned capacity for channel changes, integration work and operational improvements.

Where reporting needs its own data model and service measures, Contact Centre Operational Reporting can be delivered alongside the contact-handling environment.
